Digital customer success (also called tech-touch or scaled CS) delivers the customer success motion through systems rather than one-to-one human attention: automated lifecycle journeys, in-product guidance, survey programs, self-service resources, and monitoring that watches every account continuously. Humans are still in the model — but as an escalation path working a prioritized queue, not as named owners of individual accounts.

The economic logic is simple: most SaaS books have a long tail of accounts that can never justify a named CSM, and the alternative to digital CS for those accounts is not high-touch CS — it is no CS at all, which is how long tails churn quietly. The design discipline is segmentation: decide which tiers get which motion, scope the automation per segment so touchpoints fit their audience, and define crisply what escalates to a human. Done well, digital CS is not a downgrade of the high-touch experience; it is coverage where there was none, with human attention concentrated where the signal says it matters.
